The Supervisor Hand-Off

phone call · Vantage Support Group · invented, like everything else here.

In real life: hang up. Nobody in this call can be followed as instructions. If a stranger rings and wants access to your computer, put the phone down and read the Help page, which is the part that is true.

The Supervisor Hand-Off

A real support line will explain what is wrong before it asks to look at your machine, and it will not rush you.

“The window was said to be shutting, and the caller asked whether it was a real one or the other sort.”

The call

Oldest line at the top. The note beside each caller line is the Fraud Desk.

Caller Vantage Support Group, senior technician here — the first one I had on this says you'd not got anywhere with him. Can you put your machine where you can see it and we'll try this properly?
Fake authority or brand impersonationSupervisor hand-offUnsolicited contact

A new voice with a grander title resets the conversation and makes the caller seem more credible than the last person.

Real company: A real support team gives you a reference number and a number you can call back on their official line.

Bernard Well I've got it by the window but the light's behind it now, so it's more of a silhouette. Oh — you're the senior one, are you? Did you have to sit an exam for that, or is it more of a hat they give you?
Caller More a hat than an exam, though I'd not mention that upstairs. Anyway — I'm the one who finishes these jobs, so if you'll just let me have a look at it, we can be done.
Supervisor hand-offTold to keep it secretRemote access request

Claiming to be the person who finishes the job makes the caller sound senior and final, so people stop questioning and hand over control.

Real company: A real support team logs the case, gives you a reference number, and never needs to keep their own staff conversations hidden from you.

Bernard A hat, then. I did wonder. Now, while I've got you — I'm trying to get the lid off this biscuit tin, it's one of those with the little lever, and my hands aren't what they were. You wouldn't know the trick, would you?
Caller I don't, no. Look — the thing is time-sensitive, because your account's flagged as at risk and that window closes sooner than you'd think. So if I could just have a look at the machine, we can sort it before it shuts.
Urgency or fearRemote access request

A closing window makes people act before they think, so they skip checking who they are talking to.

Real company: A real bank or software firm never needs to look at your machine to fix a flagged account, and never sets a countdown.

Bernard At risk of what, though? Is it the machine or the account? Only nobody's ever explained what an account is when it's at home. Hang on — the tin's coming. Oh, that's it, it's open. Have a piece, go on, they're the nice ones with the bit of ginger in.
Caller I'm alright, thanks. It's the account, the machine's the way in — so if you'd let me have a look at it now, that's the whole thing done and we can both be off.

Bernard Well, you're very good to be so quick about it. But there's nothing on it, you see. It's mostly photographs of the garden and a man in a canoe. Is a canoe any use to you, or is it the other sort of thing you're after?
Caller A canoe's no use to me, no. It's not about what's on it, it's about getting the access sorted before the window shuts — and it really is shutting, so just a look, that's all I'm after.

Bernard Ah. Now you've lost me. Is this window a real one, or the other sort?
Caller I'll try again when the line's behaving. Good afternoon.

What the pattern is

The hand-off is theatre. The new voice is the same operation, often the same room, and the promotion exists only to make the request sound checked and approved. A real escalation adds a reference number and a way for you to ring back on a number you already trust; it does not add a more confident voice and a fresh demand for access.

What to do instead

Being transferred to someone senior is not evidence of anything. Ask for a reference number and ring the company back on a number from its own website, not one read out to you. If the number they give cannot be found anywhere else, that is the answer.
