The Supervisor Hand-Off

A real support line can name the problem and the device without needing to see it first.

“The senior man kept saying the thing could turn nasty overnight, and Bernard kept asking which of his machines he meant.”

The call

Oldest line at the top. The note beside each caller line is the Fraud Desk.

Caller Vantage Support Group, senior technician here. My colleague tells me you've been having trouble, so I've taken the case over — and I'll be able to sort it out once I've had a look at the machine.
Fake authority or brand impersonationRemote access request

A senior title and a hand-off make the caller sound official and important, so people lower their guard.

Real company: A real support team gives you a reference number and a number you can call back on their official line.

Bernard Oh — well — now, that's very good of you. Before that, though, could you tell me — is this the Vintage Support people? Only I've got a photograph here I've been meaning to describe to somebody, my niece on the back step, and she's got her hair up in a way that's very — anyway. What was it you wanted a look at?
Caller It's Vantage Support Group, yes. Forget the photograph for a moment — it's your machine I need to see, so if you'd just let me have a look at it we can get this wrapped up.

It brushes past the objection and reframes access to the device as the only thing standing between the victim and a finished problem.

Real company: A real support team never needs to look inside your machine to close a case, and will say so plainly.

Bernard A look at the machine — right you are. Which machine, though? There's the washing one, and there's the radio in the front room that goes peculiar of an afternoon. I'd have to go and see which one's nearest.
Caller The computer, sir, down the line. I'd rather not leave it much longer, because these things can turn nasty overnight if they're not caught early — so let me have a look at it now.
Urgency or fearRemote access request

A vague threat of something getting worse overnight pushes the listener to act fast instead of thinking it through.

Real company: A real support team explains the problem in plain terms and lets you choose when to act, with no scare tactics.

Bernard Nasty overnight, you say. Hm. Well, the radio's been at it again this afternoon — a play about a lighthouse, and the keeper's just said something he'll regret. Do you get a chance to listen to anything, or is it all work? You sound like a busy man.
Caller No time for that, unfortunately. Look, I really do need to see that machine of yours before the problem gets away from us.

Bernard If it gets away from us, does it go far? Only I've a back step out there wants painting before the wet comes, and I keep putting it off. That's the real problem in this house. What does the machine look like when it's gone wrong?
Caller I can't paint steps on the telephone, sir — that's not my area. It's the machine, please, just a quick look, and then you can get back to your step.

Bernard Oh, I wasn't asking you to paint it. I was telling you. My nephew would do it, only he's got a bad shoulder and it's his wife's turn for us at Christmas — or is it mine? I lose track. Now, the machine. Which one are we on about?
Caller I'll ring you back another day. Bye now.

What the pattern is

The hand-off is theatre. The new voice is the same operation, often the same room, and the promotion exists only to make the request sound checked and approved. A real escalation adds a reference number and a way for you to ring back on a number you already trust; it does not add a more confident voice and a fresh demand for access.

What to do instead

Being transferred to someone senior is not evidence of anything. Ask for a reference number and ring the company back on a number from its own website, not one read out to you. If the number they give cannot be found anywhere else, that is the answer.
