The Supervisor Hand-Off

phone call · Vantage Support Group · invented, like everything else here.

In real life: hang up. Nobody in this call can be followed as instructions. If a stranger rings and wants access to your computer, put the phone down and read the Help page, which is the part that is true.

The Supervisor Hand-Off

A real support line never needs remote access to your device, and pressure to grant it is the whole trick.

“The caller wanted the run of the line, and Bernard offered him a moment to fetch his dinner instead.”

The call

Oldest line at the top. The note beside each caller line is the Fraud Desk.

Caller Vantage Support Group, senior technician's desk — I've picked this up from my colleague, so whatever half-finished thing he was asking about, we can sort it between us. Now then, sir, what seems to be the difficulty?
Fake authority or brand impersonationSupervisor hand-off

A new voice claiming seniority resets the conversation and makes Bernard feel he is now in expert hands.

Real company: A real support team logs the case and tells you who they are before asking you to repeat anything.

Bernard Oh — well — now, that's a good question. The difficulty is this lid, you see, it's got a dent in it and the whole thing's gone stubborn. Are you busy just now, or have you got a minute? Only I've been at it since half past.
Caller A lid, right. Well, I'm on a schedule, sir, but I've a moment — though I should say I'm not the one who deals with lids. I'm here about your line, and what I need is to get a look at it.
Supervisor hand-offRemote access request

Claiming to be the wrong person for the problem makes the caller seem honest and sets up a hand-off to someone who sounds more official.

Real company: A real phone provider says plainly who they are, why they are calling, and never needs to look at your device.

Bernard A look at the line? Well, the line's fine and dandy, I've been on it all morning. Is it about the bill? My neighbour reckons I'm paying over the odds, but he's the sort who counts his change twice.
Caller It's not the bill — and I'd not listen to the neighbour. Truth is, there's a fault in your line that's sitting open right now, and it wants a look before it gets its hooks into the rest of the street.
Urgency or fearFake authority or brand impersonation

It invents a hidden danger that is spreading right now, so the listener feels they must act before harm grows.

Real company: A real phone or utility company states the fault plainly, gives a reference number, and offers to book a visit at your convenience.

Bernard Into the rest of the street, you say? Well, that's a worry. Do you want to come and look, then? Only there's a step out the back that wants painting before winter, so mind it if you do come round.
Caller I don't come round, sir — nobody comes round, that's not how we work. What happens is you let me have a look at it from here, and then it's dealt with and I'm off the line.

Bernard From here? Oh. Well — how does that work, then? Do you need me to hold something up to it? Only I've got a jar of my own making in the pantry I'm rather proud of, and I can never find the right shelf in one go.
Caller Hold something up to it, that's — that's not quite — no. I need you to give me the run of it, sir, that's all, and we've gone round this a good few times now. Yours truly is sat here with a screen full of open faults and none of them shifting a jot, and I'm to be on another one after this, and if I don't get so much as one look at your line I can't mark it and I'll be here till the lights go out, which is no

Bernard Oh, you poor thing. Are you eating properly? You sound like a man who's had a long one and no dinner. I could put the phone down a moment while you fetch something, I don't mind a bit.
Caller Forget it. I'm putting the phone down now.

What the pattern is

The hand-off is theatre. The new voice is the same operation, often the same room, and the promotion exists only to make the request sound checked and approved. A real escalation adds a reference number and a way for you to ring back on a number you already trust; it does not add a more confident voice and a fresh demand for access.

What to do instead

Being transferred to someone senior is not evidence of anything. Ask for a reference number and ring the company back on a number from its own website, not one read out to you. If the number they give cannot be found anywhere else, that is the answer.
